Who Actually Owns the Customer Experience?

In many retail and hospitality companies, CX ownership remains vague, often distributed across departments such as marketing, leadership, and frontline teams. This lack of clear ownership frequently leads to operational gaps, particularly during handoffs between digital promises and physical realities.

True CX ownership cannot rely solely on customer-facing staff. A customer's journey is shaped by numerous upstream decisions, ranging from return policies and wait-time targets to app development. Therefore, accountability must be traceable throughout the entire value chain so that systemic friction can be identified and resolved at its source.

Operationalizing this ownership requires consistent, day-to-day clarity rather than organizational restructuring. It involves regular monitoring, such as ensuring advertisements align with in-store experiences and reviewing complaint patterns each week. Establishing clear responsibility for identifying and resolving these issues helps bridge the gaps where customer trust is often lost.

Ultimately, defining clear ownership creates an effective feedback loop. This enables organizations to detect and resolve issues internally before they affect the customer, creating a distinct competitive advantage.
